Summary
Importance-Performance Analysis (IPA) is widely adopted in service quality management to identify aspects of service that require strategic prioritisation. By measuring customer-perceived importance against organisational performance, IPA provides a visual grid divided into four quadrants: ‘Concentrate Here’ (high importance, low performance), ‘Keep Up the Good Work’ (high importance, high performance), ‘Low Priority’ (low importance, low performance) and ‘Potential Overkill’ (low importance, high performance). This tool enables managers to allocate resources efficiently, enhance customer satisfaction and refine service design.
